The room
Casinos used to run on instinct: the host’s memory, the high roller’s ego, the myth of what ‘whales’ wanted. Harrah’s, under Gary Loveman, treated customer data as the core of the business, loyalty economics, closed-loop tests, offers driven by evidence.
The tension
Every company now has dashboards. Few have a meeting in which a number is allowed to beat a story. Experiments ship, then get explained away. North stars multiply until they mean nothing. Analytics becomes a reporting function with nicer color.
The move
Harrah’s built a closed loop: measure the customer, test the offer, keep what pays, kill what does not. Loyalty was not a punch card. It was an operating system. The HBS case is still assigned because the hard part is cultural, letting evidence win the argument.
What happened
A service business that outperformed rivals who had nicer marble and worse measurement. The transferable lesson for product companies: analytics creates value only when it changes a decision this month.
